{"id":16054,"date":"2025-06-05T09:48:05","date_gmt":"2025-06-05T08:48:05","guid":{"rendered":"https:\/\/www.20i.com\/blog\/?p=16054"},"modified":"2025-06-18T11:17:34","modified_gmt":"2025-06-18T10:17:34","slug":"how-to-manage-challenging-customer-conversations","status":"publish","type":"post","link":"https:\/\/www.20i.com\/blog\/how-to-manage-challenging-customer-conversations\/","title":{"rendered":"How to Manage Challenging Customer Conversations"},"content":{"rendered":"\n<p class=\"wp-block-paragraph\">The <a href=\"https:\/\/www.20i.com\/web-hosting\" data-internallinksmanager029f6b8e52c=\"16\" title=\"web hosting\">web hosting<\/a> market is highly competitive and I\u2019m a firm believer that expert support and a personal touch to customer service is a big part of what makes a service stand out.<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Most customer interactions are pleasant: a quick question, clear answer and a satisfied customer.&nbsp;&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">However, challenging conversations are inevitable and how we handle them matters &#8211; not just for resolving the issue, but for maintaining trust, for the customer\u2019s experience, and supporting the wellbeing of the support team.&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Here\u2019s how I have learned to approach these situations in my time as member of the support team, and more recently, Technical Support Manager at 20i.&nbsp;&nbsp;&nbsp;<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">Understand the problem and be empathetic!&nbsp;<\/h2>\n\n\n\n<p class=\"wp-block-paragraph\">In the heat of the moment, it might not always seem like it, but customers aren\u2019t trying to be difficult.&nbsp;&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">When a message comes across as tense, abrupt, or even angry, there\u2019s usually an underlying cause: frustration, confusion, or pressure.&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Maybe their website is down, or they\u2019re up against a tight deadline, or perhaps they feel like they\u2019ve tried everything and nothing\u2019s worked.&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Recognising the root of their frustration allows us to respond with empathy.\u00a0\u00a0<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">That perspective often helps deescalate tension and guide the conversation toward a more positive, productive outcome\u00a0<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">When conversations take a turn&nbsp;<\/h2>\n\n\n\n<p class=\"wp-block-paragraph\">Sometimes, a line gets crossed. Particularly if the language used becomes increasingly tense or hostile. When that happens, it\u2019s okay to step back a bit.&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">In those moments, we may say something like, \u201cI r<em>eally want to help get this sorted, but I\u2019d appreciate it if we could keep the conversation respectful so I can focus on resolving the issue for you.\u201d<\/em>&nbsp;&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\"><strong>Here\u2019s some other things you could say:&nbsp;&nbsp;<\/strong><\/p>\n\n\n\n<ul class=\"wp-block-list\">\n<li><em>\u201cI understand this is frustrating, I\u2019m here to help to ensure we get this sorted quickly.\u201d<\/em>&nbsp;<\/li>\n<\/ul>\n\n\n\n<ul class=\"wp-block-list\">\n<li><em>\u201cI\u2019m committed to finding a solution. I just ask that we keep the conversation respectful so we can stay focused.\u201d<\/em>&nbsp;<\/li>\n<\/ul>\n\n\n\n<ul class=\"wp-block-list\">\n<li><em>\u201cI hear your concerns, and I want to help. Let\u2019s keep things constructive so I can do that effectively.\u201d<\/em>&nbsp;<\/li>\n<\/ul>\n\n\n\n<ul class=\"wp-block-list\">\n<li><em>\u201cI know this situation isn\u2019t ideal, but I\u2019m on your side and ready to sort it out.\u201d<\/em>&nbsp;<\/li>\n<\/ul>\n\n\n\n<p class=\"wp-block-paragraph\">It\u2019s not about shutting someone down, we are setting the tone for a better conversation. Most of the time, that\u2019s enough to bring things back on track. After all, we both just want to get the problem resolved!&nbsp;<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">Learn from past mistakes&nbsp;<\/h2>\n\n\n\n<p class=\"wp-block-paragraph\">At 20i, we see every complaint or frustration as a signal and an opportunity to improve.&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">When the same issues arise repeatedly, whether it\u2019s UI responses that could be improved, common user errors, unclear billing or missing documentation, it\u2019s a clear sign that something needs attention.&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">We log these trends and feed them back to the relevant teams. Fixing the root cause often means fewer difficult conversations in the future.&nbsp;&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">It&#8217;s a win-win for everyone.&nbsp;<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">Put yourself in their shoes&nbsp;<\/h2>\n\n\n\n<p class=\"wp-block-paragraph\">It\u2019s easy to see a complaint and instantly label it as someone being difficult, especially when you&#8217;re&nbsp; busy, but it helps to take a step back and think \u201chow would I feel if I were in their situation?\u201d&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">A little empathy goes a long way.&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">That shift in perspective from \u201cthis person is being difficult\u201d to \u201cthis person is dealing with a problem and needs help\u201d makes a meaningful difference.&nbsp;&nbsp;<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">It not only improves the interaction, but also helps you approach the conversation with clarity, patience, and purpose.&nbsp;<\/p>\n\n\n\n<h2 class=\"wp-block-heading\">Conclusion<\/h2>\n\n\n\n<p class=\"wp-block-paragraph\">In summary, difficult conversations are part of support, it\u2019s just the nature of the job. However, when handled with the right approach, they don\u2019t have to become a major issue.\u00a0\u00a0<\/p>\n\n\n\n<p class=\"wp-block-paragraph\">Stay calm, stay clear and try to see where the other person\u2019s coming from.
